What the support agent does

It reads the knowledge you give it — pages, a help centre, policies — and answers on chat, email or Slack. It can work in Norwegian for Norwegian customers and send the internal summary in English. It should say when it does not know, and hand the thread over with the history attached.

It should not invent a price, a delivery date or a legal promise. If the document does not say it, the agent does not get to guess. That rule is the whole product.

When to wait

Wait if you have no written answers yet. The first job is then to write the ten questions you already answer by hand. An agent on an empty knowledge base will sound confident and be wrong.

Wait if the inbox is mostly sales, not support. That is a lead agent, which qualifies and follows up. Using a support bot for sales usually drops the lead.

Will customers know they are talking to an agent?

They should. Say so. Hiding it does not make the answers better, and it makes the handover feel like a trick.

Can it use our existing help centre?

Yes, if the articles are actually the answers you want given. Out-of-date articles become out-of-date replies.

What happens at night?

Known questions can be answered. Anything else waits for a person, with the question saved. “Always on” does not mean “always allowed to guess”.
